【発明の属する技術分野】
本発明は、コンタクト・センタ・システムに係り、特に、IP電話に対応したCTIを提供できるようにし、IP電話の特徴を活かしたコンタクト・センタ運用を図ることができるコンタクト・センタ運用方法、IP制御サーバ装置、IP電話機、オペレータ装置、及びこれらに係るコンピュータ・プログラムに関する。

【従来の技術】
特開2002−171292では、特に携帯端末において、VOIP(Voice Over Internet Protocol)を実施するために必要なソフトウェアのインストールなどの技術が開示されている。又、CTI(Computer Telephony Integration)について言及されている。

【発明が解決しようとする課題】
しかしながら、CTIについて言及されているものの、あくまで携帯端末に関する技術であり、CTIについてはなんら新規の技術については開示していない。又、現時点においては、IP電話の特徴を活かしたCTIに関する技術は特に開示されていない。

本発明は、前記従来の問題点を解決するべくなされたもので、IP電話に対応したCTIを提供できるようにし、IP電話の特徴を活かしたコンタクト・センタ運用を図ることができるコンタクト・センタ・システムを提供することを目的とする。

【課題を解決するための手段】
まず、本願の第1発明のコンタクト・センタ運用方法は、IP制御サーバ装置は、プレディクティブ発信を行うために、顧客情報が格納されたデータベースに基づいて、顧客のIP電話に対する呼の発信を決定すると共に、複数のオペレータのそれぞれの状態、又はこれらオペレータのIP電話機のそれぞれの状態を把握し、該状態把握に基づいて判別する、顧客に対応可能なオペレータのIP電話機に、前記発信の発信先となる顧客のIP電話の電話番号を伝達し、前記発信を、該オペレータIP電話機から該顧客IP電話に対して行うことで、アウトバウンド業務を行うようにしたことにより、前記課題を解決したものである。

又、前記第1発明のコンタクト・センタ運用方法において、前記発信を受ける顧客IP電話が第三者のIP電話と通話状態であることを示す電文、又は、該顧客IP電話が存在しないことを示す電文を、前記オペレータIP電話機が受けると、この電文を、前記IP制御サーバ装置に伝送するようにしたことにより、前記課題を解決したものである。

次に、本願の第2発明のIP制御サーバ装置は、顧客情報が格納されたデータベースと、該データベースに基づいて、顧客のIP電話に対して呼を発信するプレディクティブ発信制御部と、オペレータのIP電話機のそれぞれの状態を把握し、該状態把握に基づいて判別する、前記発信の呼を対応可能なオペレータのIP電話機に接続するIP電話ルーティング制御部と、を備え、顧客に対応可能なオペレータのIP電話機に、前記発信の発信先となる顧客のIP電話の電話番号を伝達し、前記発信を、該オペレータIP電話機から該顧客IP電話に対して行うことで、アウトバウンド業務を行うようにしたことにより、前記課題を解決したものである。

以下、本発明の作用について、簡単に説明する。

本発明は、IP電話を用いているので、コンタクト・センタ運用に際して、オペレータの電話機の回線も、顧客対応を支援するための情報を伝送するためのデータ通信線も、共通にすることができる。従って、導入や保守が容易になる。

又、IP制御サーバ装置が、発信先となる顧客のIP電話の電話番号を、オペレータIP電話機に伝達すると、該発信は、該オペレータIP電話機から該顧客IP電話に対して行うことになる。従って、このようにオペレータ側から顧客側に発信するようにすると、顧客対応中の接続は顧客IP電話及びオペレータIP電話機の間で直接的になり、例えばPBXなどを介せずに接続することができる。従って、PBXの収容回線数などの制限なく、多数のオペレータのコンタクト・センタ業務を提供できる。

以上説明したように、本発明によれば、IP電話に対応したCTIを提供できるようにし、IP電話の特徴を活かしたコンタクト・センタ運用を図ることができる。

【発明の実施の形態】
以下、図を用いて本発明の実施の形態を詳細に説明する。

図1は、本発明が適用された第1実施形態のコンタクト・センタ・システムの全体的な構成を示すブロック図である。

本実施形態において、又後述する他の実施形態においては、インバウンド業務及びアウトバウンド業務のコンタクト・センタ業務が提供されている。なお、こら実施形態ではCTI技術が活用され、インバウンド業務及びアウトバウンド業務を問わず、顧客対応を支援するための情報がオペレータに対して提示されるが、該情報は、画面表示される文字情報や、静止画像や動画像や音声によるものなど、多様な形態になっている。

なお、本実施形態において、又後述する他の実施形態において、IP電話機5や携帯電話機7やホーム・エージェント装置15やオペレータ装置16は、本願の第6発明のオペレータ装置に相当し、顧客対応を支援するための情報を提示する機能を有する。例えば、このようなオペレータ装置は、IP網を経由して外部から、発信先の指示を受けるためのCTI命令機能部と、IP電話として該発信先に発信し、通話するための通話機能部と、IP網を経由して外部から、顧客対応を支援するための情報を受けるための情報受信部とを備える。しかしながら、これらオペレータ装置によっては、上述のような提示する情報の種類に、制限がある場合もある。

この図において、IP(Internet Protocol)電話機5や携帯電話機7などは、ルータ装置3によってIP網1に接続している。又、IP制御サーバ装置10についても、図2に示すように、内蔵しているルータ装置3によってIP網1に接続している。

本実施形態や後述する他の実施形態において、IP電話機5やIP電話機6や携帯電話機7は、コンタクト・センタのオペレータが用いるものであり、オペレータが顧客とIP網を利用して通話する機能を有していると共に、CTI関連の機能を有している。例えば、IP網を経由して外部から、発信先の指示を受けるためのCTI命令機能部と、IP電話として該発信先に発信し、通話するための通話機能部と、を備え、本願の第5発明のIP電話機が適用されている。これによって、CTI命令電文によりIP制御サーバ装置10から発信先の指示を受け、IP電話として該発信先の顧客に発信し、該発信の通話によって顧客対応することができる。

なお、本実施形態や後述する実施形態において、IP網1については特に限定されるものではなく、IPによってデータ通信が可能な通信網であればよい。例えば、インターネット網であってもよく、専用回線であってもよく、又WAN(Wide Area Network)やLAN(Local Area Network)であってもよい。

まずIP電話送受信制御部32は、IP電話に係るプロトコル処理など、IP電話の発信や着信や転送に関する処理をする。例えば、図7〜図9に示すようなCTI命令電文、又、図10及び図11に示すようなIP電話状態電文の、編成編集作成及び送信や、受信及び解読展開などを行う。

CTI制御部40は、対応している顧客に関する情報など該対応を支援するための情報をオペレータに提示するための処理をする。CTI制御部40は、いわゆるCTI装置としての機能を提供するものである。

プレディクティブ発信制御部42は、ペーシング制御部43が指示する発信間隔で、データベース制御部44を介して発信用データベース装置46に格納されている発信先の顧客の電話番号などの顧客情報を読み出し、発信先の電話番号及び発信の指示をIP電話送受信制御部32に対して出力する。これによって、IP制御サーバ装置10は、上記発信間隔で顧客に対して順次プレディクティブ発信する。

音声応答制御部35、及び音声データ格納装置36は、IVR(Interactive Voice Response:自動音声応答装置)の機能を提供する。即ち、音声データ格納装置36に格納されているアナウンス音声を顧客に対して送話する機能を提供し、又顧客による該送話に対する、音声や電話機プッシュ・ボタン操作による回答を認識する機能を提供する。該認識結果は、IP電話ルーティング制御部30で用いたり、その顧客に対応するオペレータに提示したり、該オペレータに提示する情報の制御に用いたりする。

IP電話ルーティング制御部30は、随時、個々のオペレータのIP電話機5や携帯電話機7の、通話中であるか否かの状態を把握している。更に、該IP電話ルーティング制御部30は、随時、個々のオペレータの、着席中であるか否か、ログイン中であるか否か、顧客対応中であるか否かなどの状態を把握しており、把握結果は制御情報データベース装置34に書き込む。

なお、制御情報データベース装置34には、図6に示すような、IP電話機5や携帯電話機7単位の情報が書き込まれる管理ファイルが格納されている。該ファイルにおいて、個々のレコードは、少なくとも図示されるようなデータを有しており、即ち、「電話識別」、「電話番号」、「IP番号」、「前回ステータス」、「前回ステータス時間」、「ステータス」、「ステータス時間」、「転送データ格納領域」のデータを有している。

まず、「電話識別」のデータは、個々のIP電話機5や携帯電話機7を識別するためのものであり、又個々のオペレータを識別するためのものにもなっている。「電話番号」のデータは、該当のIP電話機5や携帯電話機7の電話番号である。「IP番号」のデータは、そのオペレータに情報提示するためのIPアドレスである。

「転送データ格納領域」のデータは、顧客対応支援のために、オペレータに提示している情報の種類を示す。該「転送データ格納領域」のデータにおいて、「文字列」は文字情報を、「音楽」は音声情報を、「静止画」は静止画像情報を、「動画」は動画像情報を示す。このように本実施形態では、顧客対応支援のために多様な情報をオペレータに提示することができる。

本実施形態のIP電話ルーティング制御部30は、制御情報データベース装置34に格納されている、IP電話機5や携帯電話機7やオペレータの状態把握に基づいて、インバウンド業務で顧客から着信したIP電話の呼、又アウトバウンド業務で顧客に接続するIP電話の呼を取り扱うために、前述のCTI命令電文やIP電話状態電文を取り扱うように、IP電話送受信制御部32に対して指示を出力したりする。これらの呼はIP電話ルーティング制御部30によって制御され、個々のオペレータのIP電話機5や、携帯電話機7や、音声応答制御部35お呼び音声データ格納装置36により実現されるIVR機能に接続し、処理される。あるいは、該IP電話ルーティング制御部30からIP電話送受信制御部32の指示によって適宜切断される。

次に、図3、図4は、それぞれ、本発明が適用された第2実施形態、第3実施形態のコンタクト・センタ・システムの全体的な構成を示すブロック図である。

まず、第2実施形態は、前述の第1実施形態に対して、ウェブ・サーバ装置11が設けられている。又、個々のオペレータに対しては、ホーム・エージェント装置15が設けられている。該ホーム・エージェント装置15は、LAN55で互いに接続された、IP網1に接続するためのルータ装置3と、顧客と通話するためのIP電話機6と、顧客対応支援の情報を提示するためのオペレータ端末装置9と、を有している。

なお、対応支援提示機器における『……ボタン押下』は、IP電話機5やIP電話機6や携帯電話機7では、ソフトウェアによって機能が設定されるような、ファンクション・キーによって行ってもよい。あるいは、オペレータ端末装置9においては、画面表示されるソフトウェア的な押しボタンを、マウスなどのポインティング手段にて押下するようにしてもよい。

この後、何らかの理由でオペレータが該通話を一旦切断して、IP制御サーバ装置10側から該顧客IP電話機に対してコールバックする場合は、まずは、対応支援提示機器の『切断ボタン押下』をオペレータが行う。該『切断ボタン押下』によって、対応支援提示機器は、「切断」の信号をIP制御サーバ装置10のCTI制御部40やIP電話ルーティング制御部30に対して伝送する。

「切断」を受けたCTI制御部40は、『CTI制御(切断)』を行い、該『CTI制御(切断)』によって「切断電文」がオペレータIP電話機に伝送される。オペレータIP電話機は該「切断電文」を受けると、通話中になっている顧客IP電話機との通話を切断する。又、該切断後にオペレータIP電話機は、「復旧状態電文」をIP制御サーバ装置10のCTI制御部40やIP電話ルーティング制御部30に対して伝送する。

続いて図13に示すように、該「復旧状態電文」伝送の後、コールバックするためにオペレータは、対応支援提示機器において『発信ボタン押下』を行う。該『発信ボタン押下』を行うと、対応支援提示機器からIP制御サーバ装置10に対して「発信」の信号の指示が伝送される。該「発信」の信号を受けたIP制御サーバ装置10は、オペレータIP電話機に対して「発信電文(コールバック)」を伝送する。該「発信電文(コールバック)」を受けたオペレータIP電話機は、オペレータIP電話機及び顧客IP電話機の間の通話を確立すべく、更に「発信電文(コールバック)」を顧客IP電話機に対して伝送する。該「発信電文(コールバック)」を顧客IP電話機が受けると、オペレータIP電話機からの呼が『着信』する。すると、顧客IP電話機は、「着信状態電文」をオペレータIP電話機に送り、該「着信状態電文」はIP制御サーバ装置10に伝送される。この後に、顧客IP電話機において顧客が着信に対して受話器を取り上げるなど対応すると、顧客IP電話機から「応答状態電文」がオペレータIP電話機に伝送され、該「応答状態電文」はIP制御サーバ装置10に伝送される。

該「応答状態電文」をIP制御サーバ装置10が受けると、オペレータIP電話機及び顧客IP電話機の間の通話が確立される。即ち、コールバックの通話が確立される。

なお、以上のコールバックは、対応支援提示機器におけるオペレータの『切断ボタン押下』操作及び『発信ボタン押下』操作による。このようなコールバックは、例えば、顧客が発信することで顧客が負担している通話料金を、コンタクト・センタ側で負担しようとする場合がある。あるいは、オペレータが対応時に作業などで通話を保留にしなければならない場合に、一旦通話を切断する場合がある。
