Description
【0001】

【0149】
<付記>
【0154】

<Operation history usage and management method>
Hereinafter, the real-time history display and the past history display described in (start of customer response ... S2) in the section of (details of system operation) in <System Operation> will be described with reference to FIGS. . In the following, the prior art will be described first, then the real-time history display will be described with reference to FIG. 20, and the past history display will be described with reference to FIGS. 20 is a flowchart showing a real-time history display, FIG. 21 is a diagram showing a configuration example of a consultation service / support system, and FIG. 22 is a flowchart showing a past history display.
[0083]
In the consultation service terminal in the related art, the operation history is managed by the following two methods.
[0084]
In the first method, the consultation service terminal records an operation history each time an operation is performed by a consultant. When the data amount reaches a certain capacity, a part of the recorded operation history is deleted as needed, and the new operation history is overwritten. The operation history recorded in the consultation service terminal can be viewed on the consultation service terminal by an operator who satisfies predetermined conditions. As described above, in the first method, the operation history within a certain period (constant capacity) from the latest information is held in the consultation service terminal.
[0085]
In the second method, the consultation service terminal records an operation history every time an operation is performed by a consultant, and records the operation history at a predetermined timing (for example, when a predetermined time is reached, or when the data of the recorded operation history is recorded). When the amount reaches a certain capacity or when a request is received from an external device), the recorded operation history is output to an external device (such as a server at the head office). When the data amount reaches a certain capacity, a part of the recorded operation history is deleted as needed, and the new operation history is overwritten. An external device such as a server acquires the operation history from the consultation service terminal and registers it in the database. The operation history recorded in the consultation service terminal can be viewed on the consultation service terminal by an operator who satisfies predetermined conditions. Further, the operation history registered in the database of the server can be browsed by a device (including a consultation service terminal) connected to the server if the operator satisfies predetermined conditions. As described above, in the second method, the operation history within a certain period (constant capacity) from the latest information is stored in the consultation service terminal, and the operation history after a predetermined timing is stored in the database.
[0086]
By the way, the first and second methods have the following problems. That is, in the first method, the operation history can be viewed only on the consultation service terminal, and only the operation history within a certain period (constant capacity) remains from the latest information. The operation history (ie, the deleted operation history) before (the fixed capacity) cannot be browsed. In the second method, the operation history after a predetermined timing can be browsed by a device connected to the server, but the operation history within a certain period (constant capacity) from the latest information is consulted. Can only be viewed on the terminal.
[0087]
Therefore, each part of the consultation service /

The operation of the ACD server 5-4 when requesting support from the support member in the section of (operation of the system) (support request) will be described in detail below.
[0120]
The ACD server 5-4 searches for a supportable terminal from among the plurality of consultation service support terminals 17-1 to 17-n when requesting support from the
[0121]
At this time, the ACD server 5-4 uses the other party's automatic distribution function provided in the ACD server 5-4 to call the
[0122]
In other words, such a connection by the automatic distribution function of the other party, even if there is a vacant support staff who has dealt with the customer who is currently attending in the past, is connected without considering it, so that another support staff May be connected. Further, since the connection is made without considering the consultation cases of the support staff who are good / unsatisfactory, the connection may be made with the support staff who cannot sufficiently cope with the consultation cases of the customer. For this reason, there is a problem that the connection using the automatic destination distribution function cannot provide a consistent response and that only low-quality services can be provided.
[0123]
Therefore, it is preferable that the ACD server 5-4 performs connection by the following method.
[0124]
That is, the ACD server 5-4 provides a plurality of consultation service support terminals 17-1 to 17-1 based on the customer data corresponding to each support member in the past and the consultation case data that each support member is good at or not good at. From 17-n, a terminal operated by a support staff capable of appropriately coping with a consultation service with a customer who is currently serving customers is selected, and the selected consultation service support terminal is connected to the consultation service terminal that has requested support.
[0125]
The connection by such a method will be described in detail below with reference to FIGS. 29 is a diagram showing a configuration of the consultation service / support system, FIG. 30 is a diagram showing an example of management data of the consultation service support terminal, and FIGS. 31 and 32 are diagrams showing a connection procedure of the terminal. Note that “not connected” in FIG. 30 indicates that the preparation for supporting the support is made when the consultation

[0127]
The ACD server 5-4 stores, for example, management data of the consultation service support terminal as shown in FIG. 30 (that is, the terminal) corresponding to the N consultation
[0128]
The ACD server 5-4 uses the management data of the consultation service support terminal to determine the connection status of each consultation
[0129]
For example, in the example illustrated in FIG. 30, the terminal whose terminal ID is USER003 is registered in the management data of the consultation service support terminal as an unconnected state. The ACD server 5-4 acquires the terminal ID and the support staff ID from the USER 003 terminal when the support staff activates the terminal of the USER 003 and inputs the support staff ID. Then, in the management data of the consultation service support terminal, the data field indicating the connection state of the terminal of USER003 is changed from “not connected” to “standby”, and based on the support member ID, the support member ID is transmitted from the DB server 5-3. (For example, the name of the support member, the field of specialty / special remarks, and the customer data corresponding to the past) are acquired. Then, in the management data of the consultation service support terminal, the data fields such as the name of the supporter of the USER003 terminal, the field of specialty / special notes, and customer data corresponding to the past are obtained from the data of the supporter obtained from the DB server 5-3. Change based on Note that the DB server 5-3 may be incorporated in the ACD server 5-4 or another server in some cases.
[0130]
Further, in the example shown in FIG. 30, for example, the terminal with the terminal ID of USER001, the terminal of USER004,..., The terminal of USERxxx are registered in the management data of the consultation service support terminal as a standby state. . The ACD server 5-4 targets the consultation service support terminal 17 (that is, the USER001 terminal or the USER004 terminal,..., USERXXX terminal) in a waiting state when the

In addition, the data of the support request source includes, for example, the type of consultation case, data on the customer (such as the name of the customer and items to be sent from the last consultant to the next consultant), and data on the consultant (such as the name of the consultant). Such data. The consultation
[0132]
If there is no support staff who has dealt with the customer in the past, the ACD server 5-4 searches for a support staff who can deal with the consultation case of the customer. This is performed by searching data corresponding to the consultation case of the customer from the specialized field / special item data column shown in FIG.
[0133]
If there is a support member who can deal with the consultation case of the customer, the ACD server 5-4 stores the data of the support request source in the consultation service support terminal 17 (here, a USER004 terminal) operated by the support member. Output. The consultation

In this connection method, the process of searching for and connecting to a customer who has responded to the customer in the past and the process of searching for and connecting to a customer who can respond to the consultation case of the customer are reversed. It is possible to delete one of them.
